Phase 2 — Shadowing and side-by-sides

New agents listen to live senior agents, then take calls with a senior agent on the line. Corrections happen in real time, on the call. This is where tone, empathy, and speed-to-answer habits form.

Phase 3 — Calibration and QA loops

Score every call against a rubric, not a feeling. Hold regular calibration sessions where team leads and QA listen to the same call and align on scores. Publish the numbers — agents improve fastest when they can see their own QA trend.
